In a time before the Internet organisations had to rely on advertising and word of mouth to generate and maintain business. 

Good service built good reputations and a breakdown in the level of service would result in a small number of concerned customers. Today however social media allows dissatisfied customers to very publically air their complaints.

Whether this is right or wrong it is something which is not likely to go away and so organisations have to be ready to evolve their customer management strategies to reflect this environment.
